What is smart hands support? A buyer’s guide

Smart hands is on site technical labour that works to the instructions of a remote team. A qualified local engineer attends the site and performs the physical actions your own staff would perform if they were in the building: reseating a card, swapping a drive, reading a status light, running a cable, power cycling a device in the right order. The thinking stays with your team. The hands are local.

It sounds simple, and the simplicity is the point. Most enterprise IT is now managed remotely, which works until something needs to be touched. Smart hands closes that gap without the cost of stationing your own engineer in every city where you have equipment.

What smart hands actually covers

The scope varies by provider, so it is worth being precise. In our practice, a smart hands engagement typically includes:

  • Physical inspection and reporting: what the indicators show, what is plugged into what, what has changed since the last visit
  • Reseating, replacing and installing components under remote direction
  • Cable routing, patching, labelling and tracing
  • Power cycling equipment in a specified sequence
  • Media handling: tape swaps, drive removal, secure disposal of failed media
  • Racking, stacking and basic commissioning of new equipment
  • Escorting third parties and acting as your presence during vendor visits

What it does not include is design authority. A smart hands engineer executes an instruction and reports the result. If you want someone who owns the outcome rather than the action, that is a field engineering or managed service engagement instead.

The value of smart hands is not that it is cheap. It is that it removes travel time from your incident clock.

Smart hands, remote hands, field engineering: the difference

These three terms are used interchangeably in marketing material and they should not be.

Remote hands is the narrowest. It usually refers to basic physical tasks inside a data centre, often provided by the facility itself, and is limited to what can be done at the rack without diagnostic judgement.

Smart hands is broader and more skilled. The engineer is technically qualified, can interpret what they are seeing, and can carry out multi step work under direction. Smart hands is available at any site, not only in a data centre.

Buying the wrong one is expensive in both directions. Paying field engineering rates for a drive swap wastes money. Buying remote hands for a fault that needs diagnosis buys you a wasted visit and a second call out.

When smart hands is the right choice

You have equipment in a city where you have no people. This is the classic case. A branch, a colocation cage, a customer site or a regional office where sending your own engineer means a flight and a hotel for a twenty minute job.

Your team can diagnose remotely but cannot act. Monitoring tells you exactly which module has failed. Someone still has to walk to the rack.

You are a global provider without a local entity. International OEMs, managed deployment partners and global ITAD providers frequently hold the contract and the expertise but have no lawful way to put a person on a site in Accra or Lagos. You need a witness. Sometimes the requirement is simply someone trustworthy in the room while a third party works, who will report what actually happened.

What to ask a smart hands provider before you sign

  1. Where are your engineers actually based? A provider who covers a city by dispatching from another one cannot meet a two hour target, whatever the contract says.
  2. What is the response window, and does it start when I call or when you accept? The difference between those two definitions can be hours.
  3. Are your engineers employed or subcontracted per job? This determines whether certification, background checks and consistency mean anything.
  4. How is access to secure sites handled? Escort requirements, identification, insurance and site inductions all add time if they are arranged on the day.
  5. What is the reporting output? A photograph and a written record of what was done, per visit, is the minimum. Verbal confirmation is not evidence.
  6. How is out of hours work priced and staffed? Most physical work happens in a maintenance window at night or at the weekend.
  7. What data protection obligations do you accept? An engineer handling failed media is handling your data. In our case that means working under the EU GDPR, Ghana's Data Protection Act 2012 (Act 843) and Nigeria's Data Protection Act 2023.

How to brief a smart hands engineer well

The quality of a smart hands visit is set before the engineer leaves. A good brief includes the exact site address and the access arrangements, the rack or room and the device identifier, a photograph of the target where possible, the sequence of actions in order, the expected result at each step, and a named person reachable by phone throughout the visit.

The most common failure in this service is not technical skill. It is an engineer arriving at the right building, finding a locked room and no contact, and leaving. That is a scheduling failure, and it is preventable.

Two regional realities shape how this service works in Ghana and Nigeria. The first is that travel time is unpredictable in a way that spreadsheet based dispatch models do not capture.
